1L) Handling Guest Complaints


1. Understand the Nature of Complaints

  • Recognize that complaints are a part of the service business.

  • Prepare mentally to handle complaints as they arise.


2. Apply BCD and Emotional Awareness

  • Remember the concepts of BCD (Below the Line and Above the Line).

  • Acknowledge that clients often complain from a place of being below the line.


3. Accept Responsibility When Necessary

  • If the complaint is valid and within your control, accept responsibility.

  • Example: If a client reports no toilet paper in the bathroom, acknowledge the issue.


4. Respond with Empathy

  • Publicly apologize to the client for their inconvenience.

  • Example response: "I am so sorry that you had to deal with that. I will ensure it is fixed right away."


5. Handle Major Complaints Appropriately

  • For serious complaints, such as inappropriate comments from staff, acknowledge the issue and express gratitude for the feedback.

  • Inform the client that you will escalate the issue to management.


6. Document the Complaint Immediately

  • Open an email right away to document the complaint.

  • Use a clear subject line, e.g., "Guest Complaint: [Client Name]."


7. Provide Detailed Information in the Email

  • In the email body, explain what happened in detail.

  • Include specifics about the complaint and any actions you took.


8. Address Non-Urgent Complaints

  • For minor complaints, such as equipment issues, you may not need to send a formal email.

  • However, always ensure the issue is addressed promptly.


9. Maintain a Standard of Empathy and Understanding

  • Always express empathy towards the client.

  • Reassure them that their concerns are taken seriously and will be addressed.
